Introduction

Customer satisfaction has become a central topic for businesses as it directly relates to customer retention, positive word-of-mouth, and profitability. Delivering high quality service is key to achieving customer satisfaction. This thesis will examine the relationship between service quality and customer satisfaction by reviewing relevant literature and developing a conceptual model. The model incorporates the key dimensions of service quality as identified in the widely-cited SERVQUAL framework and analyzes their impact on customer satisfaction. Empirical research will then be conducted to test the model and gather customer feedback on a particular service industry.

Literature Review

Numerous studies have established a strong positive link between service quality and customer satisfaction. Superior service quality leads to satisfied, loyal customers who are less price sensitive and generate revenue through repeat purchases and referrals (Fornell, 1992; Anderson et al., 1994). It is, therefore, critical for businesses to understand what drives customer perceptions of service quality.

One of the most influential frameworks for conceptualizing service quality is SERVQUAL, developed by Parasuraman, Zeithaml, and Berry (1985, 1988, 1991, 1994). SERVQUAL identifies five dimensions that customers use to evaluate service quality:

Tangibles – Physical facilities, equipment, and appearance of personnel.

Reliability – Ability to perform the promised service dependably and accurately.

Responsiveness – Willingness to help customers and provide prompt service.

Assurance – Knowledge and courtesy of employees and their ability to convey trust and confidence.

Empathy – Caring, individualized attention the firm provides to its customers.

SERVQUAL argues that customers form expectations about a service, then compare the service performance to these expectations. The larger the gap between expected and actual performance across the five dimensions, the lower the perceived service quality. Numerous studies have validated the SERVQUAL scale across different service industries (Carman, 1990; Babakus and Boller, 1992; Parasuraman et al., 1994).

Later research expanded on SERVQUAL by establishing a link between service quality dimensions and overall customer satisfaction. A study by Cronin and Taylor (1992) developed the SERVPERF scale which focused only on performance and found strong correlations between the quality dimensions and general satisfaction. Other studies have also found significant positive relationships between the SERVQUAL factors and satisfaction with a particular service encounter or overall satisfaction with a firm (Fornell et al., 1996; Spreng and Mackoy, 1996; Dabholkar et al., 2000).

While SERVQUAL provided an early theoretical framework, some criticisms have emerged relating to conceptual and methodological issues. For instance, the needs and expectations of customers may vary depending on the specific service context, calling into question a universal measurement tool. Furthermore, the relative importance placed on each dimension can differ across industries and cultures. To address these limitations, researchers proposed alternative scales tailored to specific sectors like banking, healthcare, and education (Reichheld and Sasser, 1990; Cronin and Taylor, 1992; Parasuraman et al., 1994; Teas, 1993, 1994).

Conceptual Model and Research Hypotheses

This study develops a conceptual model drawing from the extensive prior research on service quality and customer satisfaction. The model identifies the five SERVQUAL dimensions of tangibles, reliability, responsiveness, assurance, and empathy as antecedents to customer satisfaction. The following hypotheses are proposed:

H1: Tangibles will have a positive influence on customer satisfaction.

H2: Reliability will have a positive influence on customer satisfaction.

H3: Responsiveness will have a positive influence on customer satisfaction.

H4: Assurance will have a positive influence on customer satisfaction.

Research Methodology

An empirical study will be conducted to test the conceptual model and hypotheses. The research will focus on examining customer perceptions of service quality and satisfaction within the mobile phone industry.

A quantitative survey methodology will be used involving a structured questionnaire with both open and closed questions. The survey instrument will incorporate measurement scales for the five SERVQUAL dimensions adapted from the original work by Parasuraman et al. (1988) as well as an overall satisfaction scale. Respondents will rate statements about their expectations and perceptions of service quality on 7-point Likert scales.

The target population is individual customers of three major mobile network providers in Australia. A sample will be obtained using convenience sampling at shopping centers, universities, and public transport hubs. 400 completed surveys will be the target to achieve sufficient statistical power.

Data collected from the surveys will be analyzed using the Statistical Package for Social Sciences (SPSS). Descriptive statistics will provide an overview of respondents’ demographics and response patterns. Multiple regression analysis will be performed to determine the significance and strength of relationships between the independent SERVQUAL variables and the dependent variable of satisfaction. The regression model will test the conceptual model and hypotheses proposed. Structural equation modeling (SEM) using AMOS may also be utilized as a confirmatory technique.

Open-ended survey responses will be analyzed using content analysis techniques to uncover any additional themes relating to service quality and satisfaction within the industry. The mixed-methods approach combining quantitative and qualitative data will provide richness to the research findings.

Ethical Considerations

Several ethical issues will be addressed in conducting this research. Respondents will be fully informed about the purpose and nature of the study through a participant information sheet. Completing and submitting the survey will imply consent. Anonymity and confidentiality will be assured by not collecting any identifying information. There are no known risks to participants. Approval from the university’s ethics review board will be obtained prior to data collection. The research findings and conclusions will be reported honestly and objectively without bias.

Anticipated Results and Conclusion

Based on extensive prior literature, it is expected that all five SERVQUAL dimensions will have significant positive relationships with customer satisfaction, thus supporting the proposed hypotheses. Tangibles, reliability and responsiveness are anticipated to be the strongest drivers while empathy may have a more moderate influence.

The mixed-methods approach is aimed at providing comprehensiveness to the research findings. Quantitative results from the regression analysis will identify the key determinants of satisfaction within the mobile phone industry context. Qualitative themes uncovered may highlight additional service aspects important to customers beyond what is captured in the SERVQUAL scale.

Overall, this study seeks to advance theoretical understanding of the crucial links between service quality dimensions, customer perceptions and satisfaction levels. The results should offer practical implications to help mobile network providers improve specific quality attributes in order to enhance the customer experience and overall satisfaction. Limitations, areas for future research and a conclusion summarizing key points will complete the thesis. It is hoped that this research makes an original contribution through its industry focus and robust methodology.
